AI can surface a lot of relevant detail about a customer at scale. What makes it not feel robotic is a person using that information to respond like they actually understood the situation, not just autofilling a template with a name. Customers can tell the difference immediately.

Customers want to know how their data is being used, and being vague about it costs trust fast. Agents can feel threatened by automation, and that fear needs a real answer, not a reassurance: training and a genuine shift in what their role means. And this isn't a set-it-once system. It needs ongoing feedback from both customers and your own team to actually improve.

Pick one workflow and map exactly where AI should resolve something outright versus where it should flag for a person. If you can't draw that line clearly for your highest-volume ticket type, that's the thing to fix before expanding AI anywhere else.
